基于消费者购买决策过程的超市营销策略研究
——以安徽玖玖商贸东方购物广场为例
一、引言
目前消费者的消费心理以及消费行为正在发生变化，一方面，对于超市经营的影响越来越大，超市能否更好地分析和把握超市顾客的消费心理及行为特征显得十分重要; 另一方面，要分析和把握消费者消费心理，必须对消费者购买决策过程的五个阶段进行分析研究。然而，目前超市在基于消费者购买决策过程的五个阶段制定的营销策略还比较分散，不具备一定的系统性，这在一定程度上制约了现代超市的发展。因此，就超市而言，如何分析和研究消费者购买决策过程之五个阶段存在的问题并制定相应的营销策略，使超市在竞争中获得更多的顾客资源从而在竞争中取胜，将显得尤为重要。
二、超市营销研究现状
购物环境、便利程度、价格感知是影响超市顾客重购意向最重要的因素。当前我国超市顾客最为关注的是超市的购物环境，并看重超市的便利程度。同时，希望在超市中能买到价格低廉的商品。市场营销专家顾卫扬指出，消费者购买动机产生于两个条件: 一是内因。即人的需要。需要就是客观刺激物通过人体感官作用于人脑所引起的某种缺乏状态。二是外因。即外部刺激物。当人产生某种需要而又未能得到满足时，人体内便出现某种紧张状态，形成一种内在动力促使人去采取满足需要的行动，这就是心理学上所说的动机。结合消费者行为进行市场营销的策略有针对需求策略、产品定位策略、适当时期技巧性实施价格策略、实施名牌战略、诱导策略、培养顾客忠诚度的策略。
超市依靠零售技术和连锁经营等可以向消费者减让货币价值，既可以通过改进产品、服务、人员和形象来提高总消费者价值。又可以减少消费者的时间、精力和精神费用等来降低消费者的非货币成本。

四、消费者购买决策过程概述
通过在东方购物广场的问卷调查，走访询问以及后期的数据分析和结合了管理学中决策制定过程的书面理论之后，我将消费者购买的决策过程主要以下五种：
(一)认识需求阶段。超市消费者在认识需求阶段主要是受内部因素和外部因素影响。内部影响因素主要包括生理和心理因素。外部影响因素对消费者需求刺激的形式主要包括: 声音、灯光、广告、促销、商品陈列、超市购物环境、超市商品种类等。
(二)信息搜索阶段。传统的超市消费者获取信息的渠道主要是个人来源方面，来自家庭、朋友、邻居、同事等。商业来源方面，来自广告、推销员、经销商、商品包装、展销会等。公共来源方面，来自大众传播媒介、消费者团体组织等。经验来源方面，来自购买、使用、维护产品的经验等。
(三)评价决策阶段。产品整体概念包含核心产品、有形产品，附加产品三个层次。核心产品是指消费者购买某种产品时所追求的利益，是顾客真正要买的东西，因而，在产品整体概念中也是最基本、最主要的部分。有形产品是核心产品借以实现的形式，即向市场提供的实体和服务的形象。附加产品是顾客购买有形产品时所获得的全部附加服务和利益，包括提供信贷、免费送货、质量保证、安装、售后服务等。超市消费者在评价决策阶段通常会比较不同商品在功能、外观、价格、质量等方面的差异，同时也会对不同超市提供的服务质量进行比较。评价决策的内容是具有差别性的商品特性，也就是说超市的商品在功能、质量、服务、价格、外观上要区别于其他商品。
(四) 实际购买阶段。经过选择评价，消费者形成了购买意图， 并大都会购买最喜欢的品牌。但是在购买意图和购买决策之间， 他人态度、偶然因素两个因素会相互作用，影响最终决策。
(五)购后评价阶段。购后评价是指消费者将商品买回家以后，消费者的购买决策过程还没有终止，因为在最初使用商品的过程中，消费者会以购前的期望为标准来检查与衡量自己买回来的商品，为的是看看有没有什么问题或不满意的地方。如果产品未达到消费者期望，消费者就会失望; 如果达到了期望，消费者就会满意; 如果超出了期望，消费者就会惊喜。假如所购买商品完全符合自己的意愿，甚至比预期的还要好，消费者不仅自己会重复购买，还会积极地向别人宣传推荐; 相反，假如所购商品不符合其意愿，或效用很差，消费者可能会采取行动，这样不仅自己不再购买，还会发泄其不满情绪，甚至阻止别人购买。
五、目前在东方购物广场营销中存在的问题
经过后期数据总结以及与商场有关管理人员座谈后，我将目前该商场在营销中所存在的问题以消费者的身份进行了总结：
(一)认识需求阶段存在的问题。超市在对消费者的购买需求的刺激强度和刺激力度不够，这使得很大一部分顾客的购买需求没能被激发出来。日益频繁并且千篇一律的促销广告和促销活动对于消费者消费需求的刺激效用越来越低。超市只有不断丰富促销内涵，挖掘新的价值点，不断创新促销方式加强对消费者消费需求的刺激，才能为超市带来新的活力。
（二）信息搜索阶段存在的问题。通过对东方购物超市消费者获取商品信息的渠道进行问卷调查，结果显示，获取商品信息的传统渠道主要是宣传广告和单页、推销员、大众传播媒介、家庭、朋友、同事、商品包装。接着，通过对东方购物超市消费者希望获取商品信息的新渠道进行调查，调查数据显示消费者希望获取商品信息的新渠道包括: 手机短信、网络广告，大型LED 电子显示屏。由于传统的信息传递渠道比较单一，在一定程度上制约了超市信息的传递速度。
(三)评价决策阶段存在的问题。通过对东方购物广场在评价决策阶段存在的问题进行问卷调查，分析数据后我发现，产品同质化严重、超市便利程度不够、服务人员服务意识较差这三个问题是目前超市评价决策阶段存在的主要问题。
（四）实际购买阶段存在的问题。通过对东方购物广场在实际购买阶段存在的问题进行问卷调查，从调查数据中发现，目前超市在实际购买阶段存在的主要问题有结账排队等待时间过长、收银台结账效率低下、收银台人员服务态度不好。
(五)购后评价阶段存在的问题。消费者对产品的实际感知起始于消费者对产品的使用或消费过程。对购买的满意程度取决于最初的期望水平，当对产品功效的感知与最小期望水平匹配，即功效水平等于或高于最小期望水平时，通常会导致消费者满意。当对产品功效的感知与最小期望水平不匹配，即功效水平小于最小期望水平时，通常会导致消费不满意。
六、基于消费者购买决策过程的营销策略建议
(一) 基于认知需求阶段的营销策略。购买行为开始于于购买者对某个问题或需要的确认。市场营销人员或企业要确定激发某种需要的环境，即找出可引起对某类产品感兴趣的常见刺激因素。消费者觉察到目前实际状况与理想状况的差异，从而认识到一个问题或需求。
(二)基于信息搜寻阶段的营销策略。消费者的需求被唤起以后，有的不一定能立刻得到满足。这种尚未满足的需求会造成一种心理的紧张感，促使消费者乐于接
受想要商品的信息，甚至会促使消费者主动地搜集相关信息。拓展消费者获取信息的渠道。可以在传统获取信息渠道的基础上拓宽消费者获取信息的渠道，比如说在网络广告、手机短信、宣传气球、在户外大型LED 电子广告屏上做广告等。
品牌化营销策略。超市通过提供差异化的商品或服务，从而在消费者心目中塑造独特的品牌形象，包括提供不同档次或类别的商品或服务等。
(三) 基于评价决策阶段的营销策略。消费者在获得全面的信息后，会根据这些信息和一定的评价方法进行同类产品的不同品牌进行比较，一般涉及到产品属
性、品牌信念、效应要求、评价模式四个方面。
（四）基于实际购买阶段的营销策略。消费者通过对商品反复的比较评价后，形成指向某品牌的购买意向，从而做出实际购买决策。1． 设立快速收银台，提高收银效率；2． 提高收银人员的服务意识；3． 过程营销策略。将服务贯穿于顾客购物的售前、售中和售后的全过程
(五)基于购后评价阶段的营销策略。诚信营销策略。超市的诚信问题主要表现在以下两个方面: 一是经营的商品质量未达标。二是在价格和促销上的欺骗，如商品标签价格模糊不清、标签价格与收银价格不一致等。有远见的超市经营者应该意识到这一点，确保经营诚信，把诚信作为其制定市场竞争策略的指导思想，树立诚信经营规则，成为经营诚信的典范。构建基于客户的投诉处理体系。在促销卖场中投诉的多少在一定程度上可以体现出卖场的质量和竞争力。首先，超市应当制定一些预防措施，尽量预防超市消费者产生购买不满意。其次，超市需要畅通投诉管道使得客户对超市的不满有发泄的管道，并制定正式、透明的规章制度使得客户相信自己的抱怨或者投诉的价值高于他们花费的时间和精力，并且及时地处理顾客的投诉和不满。最后，建立正式的客户投诉处理机制。超市必须客观、严谨地对客户抱怨的归因进行准确的分析，然后作出公正、透明的处理。
总结
通过对现代超市在消费者购买决策过程五个阶段中存在问题的分析和研究，发现目前超市在消费者购买决策过程五个阶段还存在着不少问题和不足，这些问题在一定程度上制约着超市的进一步发展。超市要想在未来激烈市场竞争中更好更快的发展，必须针对存在的这些问题，基于消费者购买决策过程的不同阶段提出针对性的营销策略。
